Tussock - Customer Self-Service App for Home, Contents, Car and Travel Insurance

Self-Service Insurance App for a New Zealand Insurer

Designed and built a clickable self-service app for a New Zealand personal lines insurer: every policy on one home screen, cover in standard or plain language, renewals that explain each reason for a price change, claims with Natural Hazards Commission steps on the timeline, and payments with failed instalments fixed in a tap.

Impact

6 Screens
Clickable end to end

Home, policies, policy detail, claims, claim tracker and payments, with panels for the premium breakdown, renewal, proof of insurance, cancelling, making a claim, uploads, settlement and pay now.

+$88.40
Renewal increase explained

The Corolla renewal splits its yearly increase into priced reasons: repair costs $54, an under 25 driver $41, Wellington claims costs $11.40 and a lower agreed value -$18, with 3 ways to lower the price.

$300,000
NHCover cap read from config

The NHCover building cap (plus GST), levy rate and lodging note come from a versioned configuration record, never the screen code. The NHC levy shows as its own line on home premiums.

11 Policies
Realistic demo data

5 current and 6 past policies over 7 years, 11 claims (3 open, 8 closed), 13 documents, 4 payment plans, 3 payment methods and 24 months of payment history.

The Problem

Kōtuku's contact centre took about 1.4 million calls a year, and more than half were simple: a certificate for the bank, a new address, a new car, why the premium went up, what is happening with a claim. The website portal showed a policy number and a PDF. Every change was a phone call because customers could not see the price impact, and after the 2023 Auckland floods and Cyclone Gabrielle queues ran past two hours.

Our Solution

Tussock puts what customers usually phone about in one app: every policy and its cover, documents and proof of insurance on demand, renewals that show what changed and why, claims with a timeline, messages and uploads, and payments with plans, methods and history. During a natural hazard event a banner on every screen explains how to claim and how NHC fits in.

The Challenge: Self-Service That Treats Customers Fairly

New Zealand's conduct licensing regime asks insurers to show they treat customers fairly across the whole journey, including customers who never speak to a person. Every price, every claim step and every way out of a policy has to make sense on its own.

Price Changes Nobody Explained

Renewal notices arrived as a new premium with no reasons, which drove cancellations and complaints. Premiums also carry GST, the Fire and Emergency levy and, for homes, the NHC levy, and each must be shown as a separate line.

Two Insurers Behind One Natural Hazard Claim

The Natural Hazards Commission Toka Tū Ake provides NHCover for residential buildings up to a cap and for some land, under the private home policy. Customers lodge with Kōtuku, which manages the building part for NHC, while NHC assesses land damage. Contents are no longer covered by NHC.

Many People on One Policy

Joint policyholders share most actions, but cancelling or changing the named insured needs the primary policyholder. Authorised people such as family members or a power of attorney get view-only or full access to chosen policies.

Clear Wording for Every Customer

The Contracts of Insurance Act 2024 asks for consumer policy wording that is clear and well presented. Kōtuku's own standard is WCAG 2.2 AA, with large text, screen readers, reduced motion, plain language and te reo Māori greetings customers can turn off.

Our Approach: From Insurance Rules to a Clickable App

01

Spec and Rules Research

Mapped 8 roles across the customer app and a back-office console, 37 screens (28 customer and 9 console) and the data model for policies, premium breakdowns, change quotes, renewal offers, payment plans, claims, messages, uploads, natural hazard events, complaints, content, feature flags and an append-only audit log. Wrote down the rules the design follows: CoFI conduct licensing, prudential supervision by the Reserve Bank, the Contracts of Insurance Act 2024, unfair contract terms, NHC cover and levies, GST, the Privacy Act 2020, IFSO and the Fair Insurance Code.

02

Clickable Demo on a Production UI Kit

Built 6 key screens on a production dashboard kit, using the spec's left rail layout for tablet and desktop: home with Needs your attention cards, policies grouped by status, policy detail with renewal, proof of insurance and cancel panels, the claims list with the live event and a Make a claim start, the claim tracker with timeline, messages and uploads, and payments with pay now. Payments, uploads, messages and renewals change local state.

03

What a Production Build Adds

Sign-in with passkeys and multi-factor authentication (such as Auth0 or Okta), identity checks when linking policies, Addressfinder and CarJam lookups, Windcave or Stripe cards and direct debit, the policy administration and claims systems, NHC, GeoNet and MetService event feeds, push, SMS and email, Apple and Google Wallet passes, and Contentful, LaunchDarkly, Amplitude and Sentry. Then the change flows with instant re-quotes, the claim wizard, complaints, accessibility settings and the back-office console.

Why It Works: Every Number Explained Before You Agree

What Needs You Comes First

Home opens with a failed payment, the claim actions waiting on the customer and the renewal ready to review, each with one button to fix it. The Claims and Payments tabs carry red badges for the same items, so nothing waits unseen.

Renewals Show Their Reasons

A renewal lists each reason for the change with its amount, the cover changes side by side and ways to lower the price with their trade-off, such as a higher excess. Every premium opens a breakdown with levies and GST on separate lines.

Natural Hazard Claims in Plain Terms

The claim tracker says what is happening now and what is needed from the customer by when. Timeline steps run by NHC carry an NHC label, the NHC land claim reference is shown on the claim, and Make a claim starts by asking whether the customer is safe.

No Dark Patterns on the Way Out

Cancelling shows the cancel date, the fee (none) and what happens to payments, with one optional Can we help instead? link and no retention screens. Joint policyholders are told only the primary can cancel, and every claim shows how to complain and reach IFSO.
